Customer Success became a particularly important vantage point because it sits at the intersection of sales promises, onboarding, implementation, product usage, support, internal processes and product development.

That position makes customer problems surprisingly revealing — because they often expose company problems in disguise.

From problems to products

Understanding the problem eventually created a desire to build the solution.

Years close to customers made recurring patterns easier to see: unclear ownership, weak handovers, fragmented information and products that worked differently in reality than on paper. That gradually shifted the work towards building better systems.

Implementation

A product only creates value when it works in reality.

Onboarding customers, building Customer Success structures and establishing operational processes shaped a practical view: access is not the outcome, documentation is not adoption, and a process is only useful if people can actually use it.
